Contact Center Process Lead/ Team Lead Job Responsibilities

+ Lead a team of 20 resources and manage the key responsibilities as a leader of the team

+ Plan, organize, and direct the operational and personnel activities for a call center team of customer service

+ Perform a variety of tasks associated with customer and client services, responding to routine, escalated, and sensitive telephone calls and email

+ Maintains and improves team quality results by adhering to standards and guidelines; recommending improved procedures and managing process improvement initiative

+ Accomplishes team and service delivery mission by completing related results as needed

+ Monitor service level agreements and conformity to company policy

+ Answer questions and recommends corrective services to address client/customer complaint

+ Team performance reporting and management, monitoring performance/productivity of the team, and generating a report

+ Provide effective and timely feedback to staff as appropriate

+ Perform quality evaluations for customer service agents for all the interactions (phones call and email) regarding telephone etiquette, production information is given, and procedure

+ Provide feedback and coaching to the customer service agent

+ Provide performance expectations, action plans, and development plans to improve call quality

+ Analyze the quality results for training needs identification and agent’s performance

+ Monitor calls and report data and trends to the management team for process improvement

+ Gather and track individuals and team progress using a quality tracking data management system

+ Should have 4-6 years of experience in Contact center operations in Voice, and email chat processes

+ Team management experience of 3 years in a voice customer service domain

+ Should have exposure in Client Management, Ops Management, Team Management, SLA Management, Performance Managemen

+ Hands-on experience in creating reports/dashboard
