Essential Functions:
With a customer service focus and empathy, the Support Analyst provides customers with solutions for their incidents and service requests, using personal experience and technical knowledge, service desk knowledgebase, advice from department colleagues, and information from other reliable sources. Using problem-solving and customer support skills, Support Analysts should resolve customers' requests and maintain ownership of requests to completion, especially when follow-up is needed. Customer incidents and requests should be escalated to department colleagues and third-party vendors, as required, to ensure timely and complete resolutions. The Support Analyst III builds and maintains customer trust within the community using expert technical advice, exceptional customer service skills, and complete follow-through until request resolution.

• Maintain effective and positive two-way communications between the Information Technology Services department and the Curry community.
2. General Responsibilities:
• Ability to assess customers support needs through phone, email, and in-person contact;
• Use IT service management system to document, categorize, prioritize, and communicate customer incidents and service requests within department and with customer;
• Provide complete solutions and escalate requests to appropriate team members or third-party vendors as needed to resolve customer incidents and requests;
• Empower customer independence by encouraging the use of Service Desk knowledgebase, online training, vendor specific materials, and other self-help resources;
• Implement decisive action appropriate to the role; assesses needs and concerns of the workplace environment to address current/future challenges and community needs;
• Uphold security standards according to industry best practices and Curry policies.
3. Responsibilities (Senior Tier):
• The Support Analyst III regularly works on tasks that are varied and complex. Applies full range of specialized skills and job knowledge; frequently adapts procedures, techniques, tools, materials, and/or equipment to meet specialized needs; may serve as lead; performs broad and/or focused assignments under general supervision; originality and ingenuity are often required to help establish procedures in functional area; relies on experience and judgment to plan and accomplish assigned tasks.
• This is the highest level of support in a three-tiered technical support model responsible for handling the most difficult or advanced problems. Technical leader with a high degree of knowledge in the overall field and recognized expertise in specific areas; problem-solving frequently requires analysis of unique issues/problems, identifying root cause, without precedent and/or structure. The Support Analyst III knows how to apply theory and put it into practice with in-depth understanding of the professional field; independently performs the full range of responsibilities within the function; possesses broad job knowledge; analyzes problems/issues of diverse scope and determines solutions.
• Support Analyst III professionals are experts are responsible for not only assisting both Tier I and Tier II personnel, but with the research and development of solutions to new or unknown issues. Note that Support Analyst III technicians have the same responsibility as Tier II technicians in reviewing the work order and assessing the time already spent with the customer so that the work is prioritized, and time management is sufficiently utilized. If it is determined that a problem can be solved, this group is responsible for designing and developing one or more courses of action, evaluating each of these courses in a test case environment, and implementing the best solution to the problem. Once the solution is verified, it is delivered to the customer and made available for future troubleshooting and analysis.

• Personal training plan to enhance technical, analytical, customer service, and business skills (i.e. organization, task and project management) needed for current role;
• Cross train with team members to improve and expand everyone's skill sets thus allowing more efficient and effective delivery of technology services to the community;
• Access to Pluralsight for online training in various job related topics.

• Maintain confidentiality, integrity, and availability of the network, systems and data;
• Comply with federal and state regulations, college policies, department policies, and related procedures; Recommend updates to all as needed.
