The role in a nutshell

You will be part of Luno’s strategic mission to make a strong foothold in the US crypto financial services markets. You have the opportunity to build a new team from the ground up, and drive a best-in-class customer service experience for the business and our customers. As the US Customer Success Operations Manager, you will constantly reinvent the wheel - proactively identifying where customer experience and processes can be made more optimal, delivering the most efficient and customer-centric results for Luno and the best customer service experience for our US customers.

You will be part of Luno’s global Customer Success team, consisting of 140 people located in Cape Town, Kuala Lumpur, and Jakarta. Reporting directly into our Global Head of Customer Success and working closely with the General Manager for the US you will be part of a team that established Luno with the US and help drive the business forward by putting the customer first in everything that we do.

Your mission will involve
• Help formulate the US Customer Service strategy, design the customer experience and build the vision with the support of Senior Leadership and cross functional teams.
• Accountable for the consistent delivery of the Luno customer experience to US consumers.
• Establishing and maintaining a highly engaged and connected US Customer Success team.
• Responsible for the overall direction, coordination and evaluation of Luno’s US customer success team, in line with the vision of the global CS team.
• As Luno scales, you will hire, lead and develop managers, team leaders, and their respective associates.
• Analyse and improve all US customer based trends, customer satisfaction and dissatisfaction drivers, and more.
• Achieve quality, productivity and operational excellence targets and drive process improvement in all customer-facing and back-office support functions.
• Provide guidance and mentorship to all levels of leadership within all customer success units.
• Working closely with global senior CS management such as Quality Assurance, Training, Continuous Improvement, and Global Operations.
• Identify trends, contact drivers, and root causes for customer satisfaction and dissatisfaction, creating a closed loop voice of customer process to ensure these are addressed by the relevant teams, pods or fleets within Luno.
• Working closely with the global Forecasting and Workforce team to ensure correct staff scheduling, workload balancing, and ensure departmental SLAs are met.

• Provide input into Luno’s global Customer Success operating model, to ensure it is continually evolved in line with changing customer and other stakeholder needs and Luno’s vision, mission and strategy.

In your first six months, you will
• Work on US and global customer contacts to really get to know our customers and to understand all the processes and policies related to Luno’s customer support.
• Build strong relationships with Luno’s global Customer Success department.
• Understand Luno’s product and offerings thoroughly.
• Work closely with the Workforce, Quality Assurance,Training and global Operations teams to ensure our US branch is set up for success, always.
• Ensure that all team members are meeting and exceeding their productivity, quality and customer satisfaction goals.
• Design and implement, together with the global Customer Success team, the US Customer Success and Customer Service operating model.

The ideal Lunaut for this role:
• Relevant Degree (highly preferred)
• At least 7 years senior leadership experience managing a team of operational managers and their respective teams.
• Proven experience crafting a customer success strategy, designing the experience and building out the design to make the vision a reality.
• Must be able to work with cross functional teams to deliver large and complex pieces of work. Stakeholders include product, engineering, marketing, legal and compliance to mention a few.
• Experience scaling a customer service operations or launching a start-up would be highly advantageous.
• A keen interest in cryptocurrencies (such as Bitcoin and Ethereum) and the FinTech industry
• Leads change, through entrepreneurial thinking, a strong sense of responsibility, providing direction and taking responsibility to ensure delivery of goals and objectives.
• Exceptional communication and interpersonal skills are required to drive their strategy forward, while inspiring others to support the vision.
• Knowledge of North American customers, their needs and service expectations are required for this role.
• It is required to have B2C experience for this job, but B2B would also be advantageous.
