• Oversee forecasting of call center activity and trends utilizing data to provide leadership with best case scenarios to maintain or increase productivity and skills of call center agents; tracking and reporting daily/weekly/monthly incoming and outgoing communication (phone, email, chat, etc) activity patterns, and providing data to support staff planning for appropriate resource allocation.
• Serve as subject matter expert in Workforce Planning; direct, support and develop workforce processes and procedures with the focus on designing call center strategies focused on continuous improvement in process, procedures and Customer experience. Works with leadership to document and train standardized procedures related to queue and Colleague management.
